Intraday Management

By TapTalent Editorial TeamUpdated

Definition

Intraday management is the work of adjusting a contact center's staffing plan during the day when actual volume, handle time or attendance differs from the forecast. It covers watching queues interval by interval, moving breaks and training, offering overtime or voluntary time off, and re-forecasting the rest of the day.

Also called: Real-time management, Intraday, Real-time workforce management

How intraday management works

A schedule is built weeks ahead from a forecast. By 10 a.m. on any given day, reality has drifted: a billing error doubles calls, a storm keeps 12 agents home, or a new product makes calls run 40 seconds longer. Intraday management closes that gap.

The team, usually a real-time analyst working with supervisors, compares actual to forecast for each 15- or 30-minute interval. When the difference is large enough to threaten service level, they act, then re-forecast the remaining intervals using the morning's pattern. Most centers also watch schedule adherence live, because a plan only works if people are where it put them.

Levers to pull

When volume runs above forecast or staffing below it:

  • Move coaching, meetings and training to a later, quieter interval.
  • Shift breaks a few minutes within allowed windows.
  • Pull cross-trained agents from email, chat or back-office work onto the phones.
  • Offer voluntary overtime or shift extensions.
  • Turn on callback or deflection messages in the IVR.

When volume runs below forecast:

  • Schedule the deferred coaching and training.
  • Offer voluntary time off, unpaid or using PTO.
  • Move agents to offline work queues.

Each lever has a cost and a limit. Cancelling coaching every busy afternoon saves the interval but hurts quality over months, so track how often it happens.

Common mistakes

Reacting to every blip. One interval 10% over forecast is noise. Act on trends across two or three intervals unless the queue is already in trouble.

No rules of engagement. Agreed thresholds (for example, cancel offline activities when service level drops below 70% for two intervals) stop debates between supervisors and analysts in the moment.

Not feeding results back. Every intraday decision is data for the next forecast. If Mondays always need overtime, the schedule is wrong, not the day. Share the findings with whoever owns workforce management and call volume forecasting.

Frequently asked questions

What is intraday management in a call center?

It is the real-time adjustment of staffing and activities during the day to keep service level on target when volume, handle time or attendance differ from the plan.

Who does intraday management?

Usually real-time analysts in the workforce management team, working with supervisors on the floor. In smaller centers, a supervisor or WFM analyst may do it alongside other work.

Is real-time management the same as intraday management?

They are often used interchangeably. Some teams use real-time management for minute-by-minute queue watching and intraday management for the broader re-forecasting and replanning across the day.

What tools are used for intraday management?

Real-time dashboards from the ACD or contact platform, adherence monitoring in the WFM tool, intraday re-forecasting features, and messaging tools to reach agents and supervisors quickly.
